What you'll do

  • Own complex, high-priority and high-value support cases end-to-end
  • Interact with community members across all channels (phone, messaging, chat) and internal stakeholders
  • Become an expert in Airbnb policies and procedures and explain complex information clearly
  • Negotiate and mediate between host and guest for high-stakes reservations
  • Proactively anticipate guest expectations and seek best outcomes for all parties
  • Manage highly sensitive cases potentially involving Legal, Policy, and other teams
  • Act autonomously, making judgement calls and exceptions when necessary
  • Provide personalized, high-quality customer service with urgency and accuracy
  • Contribute operational knowledge to improve team performance and processes
  • Support onboarding of new hires and act as content expert for initiatives
  • Be available on-call for evening and weekend emergency situations

What they require

  • 6 years or more of relevant experience within multicultural customer service teams (preferably hospitality or tech platform hospitality)
  • Experience handling phone, messaging or live chat interactions with customers
  • Experience dealing with executive-level stakeholders to resolve conflicts efficiently
  • Ability to work weekends, holidays, and varying shifts (morning/evening)
  • World-class interpersonal and communication skills, oral and written
  • Active listening, empathy, patience and conflict-resolution skills
  • Excellent organizational skills, prioritization, multitasking and attention to detail
  • Ability to thrive in ambiguous, fast and complex environments and adapt to changing roles
  • Ability to accurately assess risk, urgency and exercise good judgement
  • Advanced computer skills and ability to learn new tools quickly
  • Fluency in English, spoken and written (required)
